Office Phone Problems: What I Check Before Blaming the PBX
A phone system can be frustrating to troubleshoot. One person can't make calls, another complains about poor audio, and suddenly everyone assumes the PBX is down.
But the PBX isn't always the problem.
In many offices, phone issues come from something much simpler: a bad cable, a network change, incorrect VLAN settings, or a SIP trunk that has stopped working.
When troubleshooting an office phone system, I prefer to start with the basics and work my way through the network. It saves time and avoids unnecessary changes to equipment that might be working perfectly fine.
Here are a few things worth checking first.
Start by Finding Out Who's Affected
Before opening the PBX configuration or restarting anything, find out exactly what isn't working.
Is it one extension or every phone in the office? Can users call each other internally? Are incoming calls working? What about outgoing calls?
These questions can narrow things down pretty quickly.
If only one phone is having trouble, start with its cable, switch port, IP address, and extension settings.
If every phone has stopped registering, look for something they all depend on, such as the PBX, DHCP, a network switch, or a recent network change.
There's no reason to investigate the entire system when the problem is limited to one device.
Check the Simple Things First
It sounds obvious, but physical connectivity is easy to overlook.
For an IP phone, check whether the Ethernet cable is connected properly, the switch port is active, and the phone has power. If the phone uses Power over Ethernet (PoE), make sure the switch can supply it.
Next, look at the phone's network information.
Does it have an IP address? Is the default gateway correct? Can it reach the PBX?
A phone that powers on normally can still be disconnected from the services it needs.
For a traditional PBX, the equivalent checks involve extension wiring, patch panels, telephone sockets, and the relevant line connections.
I wouldn't replace hardware until these basics have been checked.
When a Phone Won't Register
Registration problems are common in SIP-based systems. The phone may display "Registration Failed" or keep trying to connect without success.
There are several possible reasons:
- The extension username or password is incorrect.
- The PBX address is wrong.
- The phone is connected to the wrong VLAN.
- DNS or routing isn't working properly.
- A firewall is blocking the required traffic.
- The extension has been disabled or changed.
Rather than guessing, check the phone's status page and the PBX logs.
If the PBX receives registration requests but rejects them, that gives you a different starting point than a phone that can't reach the server at all.
It's also worth checking whether anything changed recently. A switch replacement or VLAN update can affect multiple phones at once.
The Call Connects, but There's No Audio
This is a different kind of problem.
Sometimes the phone rings, the call connects, and both parties can answer, but only one person can hear the other.
In a SIP deployment, call signaling and audio usually follow different traffic flows. SIP can establish the call successfully while the RTP media path is still broken.
I'd check the following:
- Firewall rules affecting RTP traffic.
- NAT settings on the PBX or voice gateway.
- The media addresses negotiated during the call.
- Routing between the phones and the remote endpoint.
- Whether a session border controller is involved.
For poor or choppy audio, check packet loss, jitter, latency, and network congestion.
A fast internet connection doesn't automatically mean good call quality. Voice traffic is sensitive to packet loss and inconsistent delivery, even when there's plenty of bandwidth available.
Internal Calls Work, but External Calls Fail
When extensions can call each other but can't reach outside numbers, I wouldn't start by changing individual phone settings.
I'd check the connection between the PBX and the telephone provider.
For a SIP trunk, look at its registration or connection status, authentication details, outbound routes, and any errors recorded during a failed call.
The exact error matters. A rejected call, an authentication failure, and an unreachable provider are not the same problem.
For traditional telephone lines, check the line status and the PBX line configuration before assuming the provider is responsible.
If the issue appears to be on the provider's side, keep the error details and timestamps. They make the support conversation much more useful.
Don't Restart Everything Immediately
Restarting the PBX or a network switch sometimes helps, but it can also interrupt the whole office and make the original problem harder to investigate.
Before restarting anything, I would:
- Identify the affected extensions.
- Check the current system logs.
- Look for recent configuration changes.
- Confirm whether the issue affects one device or several.
- Save any relevant diagnostic information.
If a restart is necessary, plan it around the impact on users and make sure there's a way to verify that everything comes back properly.
For a business-critical phone system, having a recent configuration backup is especially important.
A Little Documentation Goes a Long Way
One thing that makes phone-system troubleshooting harder than it needs to be is missing documentation.
It's useful to keep a record of extension numbers, phone assignments, switch ports, voice VLANs, PBX addresses, and SIP trunk settings.
When a problem appears after a network change, that information can save a lot of time.
Regularly checking backups, monitoring registration failures, and reviewing recurring call-quality complaints can also help identify issues before they become major interruptions.
When It's Time to Get Help
Some problems are straightforward. Others involve a mix of legacy PBX hardware, IP phones, gateways, telephone lines, and SIP services.
If a business relies heavily on its phone system, making random configuration changes can create more problems than they solve.
For complicated issues, it's better to gather diagnostic information first and then work with someone who understands both the telephone system and the underlying network.
Final Thoughts
When a phone system stops working, it's tempting to assume that the PBX is broken. In practice, the cause could be anywhere between the phone and the service provider.
Start with the affected devices, check the network, review the logs, and change one thing at a time.
A systematic approach is usually faster than guessing, and it helps prevent the same problem from coming back.
