Introduction
An incident occurs when an IT service is interrupted, unavailable, or not working as expected. A user may be unable to sign in, an application may become slow, a printer may stop working, or a business team may lose access to an important system. The immediate goal of incident management is to restore normal service as quickly as practical.
A ServiceNow Course in Telugu can help learners understand incident management as a complete process rather than just a ticket form. Beginners can learn how incidents are created, categorized, prioritized, assigned, investigated, updated, resolved, and closed.
What Is an Incident?
An incident is an unplanned interruption to an IT service or a reduction in its quality.
For example:
A user cannot access email.
The company VPN is unavailable.
A business application shows an error.
A shared printer stops responding.
A website becomes unusually slow.
The focus of incident management is restoring service.
Finding the permanent root cause may happen later through problem management when necessary.
How Is an Incident Created?
An incident can be created through channels supported by the organization.
A user may contact the service desk, submit information through a portal, or use another approved support channel.
The incident record should contain enough information for the support team to understand the issue.
Useful details can include:
Caller.
Short description.
Detailed description.
Category.
Affected service.
Impact.
Urgency.
Configuration item when relevant.
Attachments.
Good information at the beginning reduces unnecessary back-and-forth later.
Why Is Categorization Important?
Categorization helps the organization understand what kind of issue is being reported.
Examples might include:
Network.
Email.
Hardware.
Software.
Access.
Database.
Categorization can support assignment, reporting, trend analysis, and service improvement.
If incidents are classified inconsistently, reports may become unreliable.
Beginners should therefore learn to choose categories based on the issue rather than selecting the first available option.
How Is Incident Priority Determined?
Priority helps teams decide which incidents need attention first.
Imagine two incidents:
One employee cannot use a meeting-room display.
An entire sales team cannot access the CRM during working hours.
The second incident likely has a greater business impact.
Organizations may calculate priority using impact and urgency.
Impact considers how much of the business is affected.
Urgency considers how quickly action is required.
ServiceNow can support predefined priority rules.
How Is the Incident Assigned?
After classification, the incident needs an owner.
ServiceNow may route it to an assignment group based on category, service, configuration item, location, or other defined logic.
For example:
VPN issue → Network Support.
Payroll application error → Payroll Application Support.
Laptop hardware issue → Desktop Support.
The assignment group can then assign the ticket to an individual technician.
Clear ownership helps prevent tickets from being ignored.
What Does the Support Agent Do?
The agent reviews the incident and begins investigation.
Typical actions may include:
Confirming the symptoms.
Checking known solutions.
Reviewing monitoring information.
Contacting the user.
Checking related configuration data.
Testing possible workarounds.
Escalating when required.
The agent records important troubleshooting details in work notes.
This history helps other team members understand what has already been tried.
How Do SLAs Affect Incident Handling?
Incidents may be connected with response and resolution targets.
A high-priority incident may have a much shorter target than a low-priority issue.
ServiceNow can track SLA conditions and elapsed time.
Support agents can use this information to understand which tickets are approaching important deadlines.
The goal is to support consistent service delivery, not simply to close tickets quickly without solving the actual issue.
What Is Escalation?
An incident may need escalation when the current support level cannot resolve it, when business impact increases, or when a service target is at risk.
Escalation may be:
Functional, where the issue moves to a more specialized technical team.
Hierarchical, where management attention is required.
A good escalation includes clear notes about what has already been checked.
Simply forwarding a ticket without useful information creates delay.
What Is a Major Incident?
Some incidents have unusually high business impact.
For example, a critical application used by thousands of employees may become unavailable.
Organizations may use a major incident process involving faster coordination, dedicated communication, technical collaboration, and management visibility.
Beginners do not need to memorize every organization's major incident procedure. The important idea is that very high-impact incidents require stronger coordination than routine support tickets.
How Is an Incident Resolved?
Once service is restored, the incident can move toward resolution.
The agent should document:
What was done.
What resolved the issue.
Relevant resolution code.
Any workaround used.
Whether follow-up work is needed.
Clear resolution information becomes useful for future incidents and reporting.
A vague note such as “fixed” provides very little value.
What Happens After Resolution?
Depending on the organization's process, the user may confirm that the issue is solved, or the incident may close after a defined period.
If the issue reappears frequently, teams may investigate whether a problem record is needed.
This is where incident management connects with longer-term improvement.
A Simple Practice Scenario
Suppose ten employees report that office Wi-Fi is unavailable.
A learner can practice:
Creating an incident.
Choosing a network category.
Assessing impact and urgency.
Assigning it to network support.
Adding troubleshooting notes.
Recording communication.
Resolving the incident after the access point issue is fixed.
Then ask whether repeated Wi-Fi failures should trigger deeper problem investigation.
Frequently Asked Questions
What is the main goal of incident management?
The main goal is to restore normal service as quickly as practical and reduce the impact on users and business operations.
Is every incident a problem?
No. An incident is the service disruption. A problem focuses on the underlying cause of one or more incidents.
Why is priority important?
Priority helps support teams decide the order in which incidents should receive attention based on business impact and urgency.
What should be written in resolution notes?
The notes should explain what was done, what fixed the issue, and any relevant details useful for future support.
Conclusion
Incident management in a ServiceNow Course in Telugu can help beginners understand how IT support teams handle disruptions from the moment they are reported until service is restored.
The process includes incident creation, categorization, priority, assignment, investigation, SLA tracking, communication, escalation, resolution, and closure.
A well-managed incident record gives the organization more than a status. It creates ownership, history, evidence, and useful operational data.
By practicing realistic scenarios such as login failures, network outages, application errors, and hardware issues, learners can understand how ServiceNow supports structured incident handling in real IT environments.
